From Service to Success: KCS is Evolving

The Consortium for Service Innovation is shaped by the collective experience of our Members: what’s working, what’s not, and how work is evolving in real time.

At Service Innovation Summit 2026, we shared the next step in this journey.

KCS®, formerly known as Knowledge-Centered Service, has evolved into Knowledge-Centered Success.

This reflects how the methodology has moved from viewing knowledge management as a function of support and service to a fundamental driver of success across the entire enterprise.

As Seen In

Why Knowledge Value Shifted

KCS was first developed as a way to capture and reuse knowledge based on transactions in the support center. Over time, and with thousands of global companies using the KCS methodology, it is clear that capturing knowledge during any type of interaction generates value across the entire enterprise.  Knowledge is a strategic asset.

In the era of AI and automation, this becomes even more evident.

AI agents and LLMs are only as effective as the content they leverage. Many organizations are discovering that their content isn’t ready. Inconsistent structure, outdated information, and lack of trust slow people down and break AI experiences.

Over the past several years, companies with KCS implementations have proven that their AI success has been faster and more impactful when compared with traditional support environments. KCS content is key to AI success.

Knowledge-Centered Success continues to lead through this evolving landscape:

  • From Service to Enterprise Impact – extending beyond support and services into HR, Sales, Legal, and more
  • From Silos to Ecosystems – creating structured, trusted content that powers both people and AI
  • From Static Information to Continuous Learning – improving knowledge through use, in real time
  • From Publishing Cycles to Real-Time Updates – delivering known answers as soon as we know them

An Operating Model for the Next Era

KCS is a prerequisite for making AI viable at scale. By grounding AI and automation in validated, demand-driven knowledge, organizations can reduce risk, improve accuracy, and build lasting trust with users.

KCS continues to balance the role of people with the capabilities of technology:

  • reducing redundant effort for knowledge workers
  • enabling more consistent and reliable experiences for requestors
  • and helping organizations realize meaningful returns from their AI investments

The Evolution Continues

This announcement is the first step in a broader evolution.

  • We’ve already updated several key resources in our Digital Library, including the Knowledge-Centered Success Practices Guide, Measuring Self-Service Success Guide, and the KCS Coach Reference Guide. What’s New in Knowledge-Centered Success? dives into all the details.
  • Updated certification and training and additional adoption resources will roll out over time as we continue to refine them with our Members.
  • KCS v6 materials, training, and certifications are all still available as we transition.  We will offer a path forward from KCS v6 to Knowledge-Centered Success for anyone being trained today.

This phased approach reflects how KCS has always evolved: through iteration, real-world application, and shared learning.

Looking Ahead

Knowledge doesn’t improve unless it’s used, and it doesn’t get used unless it’s trusted.

Knowledge-Centered Success is how we scale that trust in a world increasingly shaped by AI.
