In a three-part Consortium for Service Innovation Member-only webinar series presented by Jeff Elser, Senior Product Manager of Content Intelligence at Oracle, attendees gathered for sessions that went beyond surface-level discussions of AI. AI Agents are Workers, Not Tools

AI agents are participants in work, not just technology behind the scenes. But they’re not equivalent to humans. Agents can handle routine decisions, identify patterns humans might miss, and collaborate with both people and other agents. Humans remain essential for managing ambiguity, risk, ethics, and exceptions. The value lies in designing systems where agents and humans swarm together effectively.

Applying KCS Principles in New Ways

Knowledge-Centered Service (KCS) Principles are more relevant than ever in this AI-driven world. Trust, demand-driven content, reuse, and validated knowledge are just as critical for AI agents as they are for people. KCS Practices can guide agent behavior, reduce variability in AI outputs, and improve consistency and quality over time.

Measuring Value, Not Just Activity

Measuring success in an AI-enabled enterprise goes beyond traditional metrics like citation rates or content volume. We evaluate performance by looking at the outcome. How are agents using content? What decisions are being reused? Where is value being created or degraded? These questions point to a more mature approach to measurement that aligns content, AI, and business results.
